What was happening

Reviews on Trustpilot and Google were dropping and the instinct was to get better at responding. But the reviews were symptoms of specific operational failures that kept recurring, and nobody was counting which failure caused which review. Replying faster would have made the same complaints arrive forever, politely answered.

What we did.

    Built a corrective-and-preventive-action log so every negative review resolved to a named root cause and an owner, not just a reply.

    Ran a root-cause analysis on the customer-experience breakdown behind the largest cluster of complaints.
